Social Media Customer Service for Small Teams
Customers do not separate "marketing channels" from "support channels". If they follow you on Instagram, that is where they ask about their order. If they found you through WhatsApp, that is where they complain. For a small team, keeping up with all of it is the hard part.
Why social customer service is different
- It is public, partly. A complaint in your comments is seen by everyone who visits the post.
- It is fast. People expect a reply within the hour, often sooner.
- It is scattered. Instagram DMs, comments, WhatsApp, website chat and email, each in its own app.
Put every channel in one inbox
The biggest time saver is not checking five apps. When Instagram, WhatsApp, website chat and email arrive in one place, one person can see everything waiting, nothing is answered twice, and the history of a customer is in one view, whichever channel they used.
Set response time targets you can keep
Be realistic. A two-person team cannot promise replies in five minutes around the clock. A reasonable target might be:
- Instant automatic replies for common questions, at any hour.
- A person replies within one hour during business hours.
- Out of hours, a clear message saying when someone will get back to them.
What to automate
- Repeated questions: prices, delivery times, opening hours, returns policy.
- Order status, if your store can provide it.
- Comment keywords on posts, replied publicly with details sent by DM.
- The first reply, so no one waits in silence.
Keep complaints, refunds and anything emotional for people.
Handle public complaints carefully
- Reply publicly and briefly, so others see you responded: "Sorry about this, we have sent you a message to sort it out."
- Move the details to a private message.
- Fix the problem, then thank them.
Do not delete complaints unless they are abusive. Deleting usually makes things worse.
When a conversation should become a ticket
Chats are for quick answers. If an issue needs a refund, a replacement, or someone from another team, turn it into a ticket with an owner and a priority. That way it is tracked until it is solved, even after the chat goes quiet.
Measure a few simple things
- How long customers wait for a first reply.
- How many questions the assistant answered without a person.
- Which questions keep coming up, so you can add the answers to your help content.
